Technical Errors & Bugs

When members encounter technical errors, system bugs, or unexpected platform behavior, your role is to quickly assess, document, and escalate these issues to ensure rapid resolution and minimal member impact.

Critical Principle

Technical issues require immediate escalation. Unlike user education or navigation problems, system errors indicate platform failures that need technical expertise. Your priority is accurate documentation and fast escalation, not attempting fixes.

Common Error Categories

System Errors
Server-side failures, database connectivity issues, and backend service disruptions.
  • 500 Internal Server Error messages
  • Database connection timeouts
  • Service unavailable responses
  • Authentication system failures
Loading Issues
Pages failing to load, content not displaying, or infinite loading states.
  • Pages stuck on loading screens
  • Search results not appearing
  • Provider data missing or incomplete
  • Images or content not rendering
  • Forms not submitting properly
Unexpected Behavior
Features working differently than intended or producing incorrect results.
  • Search filters not working correctly
  • Price calculations showing wrong amounts
  • Member profiles displaying incorrect data
  • Navigation menus not responding
  • Features missing for eligible members
Data Issues
Incorrect, missing, or corrupted member data and information inconsistencies.
  • Member information not syncing
  • Insurance data showing incorrectly
  • Dependent relationships missing
  • Historical data not accessible
  • Profile updates not saving

Immediate Response Steps

When a member reports a technical error, follow this structured approach:

  1. Acknowledge the Issue: "I understand this is frustrating. Let me help you resolve this technical issue right away."
  2. Gather Initial Information: What exactly happened? When did it start? What were they trying to do?
  3. Attempt Basic Troubleshooting: Clear cache, try different browser, or refresh the page (only if safe)
  4. Document Everything: Capture exact error messages, steps to reproduce, and member impact
  5. Escalate Immediately: Technical issues require specialist attention - don't delay

Don't Try Advanced Fixes

Avoid attempting complex troubleshooting steps that could worsen the issue or compromise member data. Basic browser troubleshooting is acceptable, but system-level problems need technical expertise.

Technical Escalation Process

Critical Issue Escalation Workflow
1
Capture Details
Document error messages, member actions, browser info, and reproduction steps with screenshots if possible.
2
Assess Severity
Determine if this affects one member or could be system-wide issue requiring urgent attention.
3
Create Ticket
Open technical support ticket with complete documentation using the error documentation template.
4
Member Communication
Set expectations and provide ticket reference for follow-up. Inform member of expected resolution timeframe.

Error Documentation Template

Use this template to ensure you capture all necessary information for technical escalation:

Member Information:
Member ID, Name, Employer Group, Contact details
Error Description:
Exact error message (screenshot if possible), what member was trying to do
Reproduction Steps:
1. Member clicked on... 2. System showed... 3. Error occurred when...
Technical Environment:
Browser type/version, device (mobile/desktop), operating system
Impact Assessment:
Member cannot complete task, affects core functionality, workaround available?
Troubleshooting Attempted:
Cache cleared, different browser tried, page refreshed, etc.
Urgency Level:
Critical (system down), High (major feature broken), Medium (workaround exists)

Member Communication During Technical Issues

Communication Best Practices

  • Be Transparent: "This appears to be a technical issue with our system"
  • Take Ownership: "I'm going to escalate this to our technical team right now"
  • Set Clear Expectations: "You should hear back within 2-4 hours"
  • Provide References: "Your ticket number is #12345 for tracking"
  • Offer Alternatives: "In the meantime, you can try..."

Sample Communication Scripts:

Initial Response:
"I can see there's a technical issue preventing you from [specific action]. This isn't something you did wrong - it appears to be a system error. Let me gather some information and get our technical team involved immediately."

During Investigation:
"I'm documenting all the details about this error and creating a priority ticket for our technical support team. This will ensure they have everything they need to resolve this quickly."

Escalation Complete:
"I've escalated this to our technical team as ticket #[number]. You should expect a follow-up within [timeframe]. I've also added a note to your account so any of our team members can see the status of this issue."

Follow-up Reminder

Always follow up with members on technical issues, even if resolved by the technical team. A quick call or email to confirm everything is working helps maintain trust and shows we care about their experience.
